Make Customer Values Visible Through the Entire Lifecycle

David starts with a clear leadership requirement. “We’ve just redefined our core values at Sugar, and the number one value is all about the customer,” he says. He also stresses that this value must be observable in how the business operates. “Everything you do has to back that up, and customers have to see that you’re doing that,” David says.

He connects customer visibility directly to retention performance. “One of them is GRR, which is Gross Retention Rate. One of them is NRR, which is Net Retention Rate,” he says, adding that the biggest lever in a software business is strong retention. The way to earn it is to show support across the customer journey, not just during the sales process. “We try to show the customer through every part of that lifecycle that we’re doing things to support their journey,” David says.

For executives focused on growth and ROI, this is the point. Retention metrics reflect whether customer experience is being executed as a coordinated system.

Turn Journey Management Into Coordinated Execution, Not a Buzzword

David acknowledges that journey management can sound like marketing language, but he reframes it as operational alignment. “This customer journey management is a little bit of a buzzword,” he says, then walks through what it requires in practice.

He highlights continuity from the moment trust is established in a deal. “How when you go from a sales process and somebody trusts you to purchase your software, how do you make sure that the engagement and the implementation backs up what the seller told you,” David says. He then extends that into adoption. “How do you make sure once the customer’s gone live that you’re helping ‘em through the adoption process,” he says, so value is realized and retained.

This is not a customer success issue alone. It is cross-functional execution, where each stage reinforces the last. When sales, implementation, adoption, and support operate as a single storyline, loyalty becomes predictable and measurable.

Solve Root Causes So Customers Feel Heard and Stay

David closes the loop by focusing on the support moment where loyalty often rises or falls. He describes a standard that goes beyond speed. “Your primary objective is to get the problem addressed as quickly as possible and to solve the root cause,” he says. The business case is straightforward. “That means no one else has to call about that same problem,” David explains, which reduces cost and improves experience at the same time.

He then ties root-cause discipline to the emotional reality of retention. Customers stay when they believe their effort to give feedback mattered. “It shows the customer that if they’re gonna bother telling you about what’s going on, that you’re gonna listen and you’re gonna do something about it,” David says.

His summary is intentionally simple. “It’s really not rocket science,” he says. “It’s just being customer-obsessed and following through.” For growth leaders, that follow-through is what turns feedback into renewals, and renewals into a durable growth engine.
